Unfinished work status
Penny says it cannot see live updates and directs the customer to call the office.
Opportunity: capture a status request for an owner.Inbound SMS is already enabled. The next step is to align Penny’s knowledge, booking rules and human handoffs, then prove the experience before November 6.
Explore the findingsGardner has already invested in a substantial operating setup. ServiceTitan is the primary operational source for this review. The website was not used to overrule account information.
The highest priorities now include a separate path for AHS job-status calls, reliable human follow-through, consistent fee rules and complete service guidance.

A snapshot of the live account on October 29. A setting confirms configuration, not successful delivery.
Penny Pipes has 26 SMS-enabled numbers. A second profile, Penny, has one. Both use Gardner Plumbing Company in their greeting.
Source S1Fourteen active business units include plumbing, drains, AHS, HVAC, electrical and the GPC PACE program.
Sources S2 + S4The three knowledge documents establish a calm, warm, competent and non-pushy assistant. That is a useful foundation to preserve.

Existing-job questions and callback requests sometimes lead to an office-call referral or a fresh intake sequence. The export does not establish whether a staff member then resolved the request.
Penny says it cannot see live updates and directs the customer to call the office.
Opportunity: capture a status request for an owner. An existing approval and reroute question receives more intake and an office-call referral.
Opportunity: retain context and route the request.A practical follow-up request receives a cannot-reach-the-technician response and additional intake.
Opportunity: recognize non-booking assistance.“Abandoned” is a platform label, not a measured failure rate. “Converted Direct” does not prove a correct or completed booking.
Some historical staff-looking messages are also labeled AI Agent, so every exported line cannot be attributed to the current Penny configuration.
October’s 87 records include 35 Abandoned, 20 Takeover, 19 Resolved and 7 Converted Direct; no Failed records are labeled in that month. This is not a measured improvement claim.
Examples are paraphrased and omit customer identifiers. CSV row references count the header as row 1. Human outcomes, SMS delivery and actual job creation were not independently verified.
The account answers many factual questions. Troy and Paolo’s input is most useful for these remaining operating choices.
Define which voice and SMS requests Penny should complete. Should existing AHS dispatch questions use a dedicated office-follow-up path?
Prefer a targeted rule if supported. Diverting every AHS mention could also stop new warranty bookings and needs an owner decision.
Who handles urgent, unresolved and requested-human conversations while Troy is away? What response time and backup apply?
Suggested starting point: one primary and one backup for each coverage period, with tested notifications.
Resolve retail and AHS after-hours wording, PACE surcharge exceptions, what Penny may quote, and when fees are disclosed.
Suggested starting point: one approved policy sheet that drives the KB, job descriptions and example responses.
Planning dates only. Changes depend on approval and successful testing; no implementation has been scheduled.
Confirm the three decisions and approve the authoritative business facts.
Align knowledge, descriptions, fees and handoffs, including the approved AHS inquiry path. Keep a record of changes.
Check voice and SMS responses, resulting jobs, tasks and notification delivery.
Troy and Paolo review results, confirm coverage and decide what is ready.
Twelve scenarios, including AHS lookup and duplicate-record prevention. Each needs an observed response and the correct downstream result.
Critical safety and routing scenarios pass, AHS follow-up tests create no unintended records, the approved policy is reflected in answers, and assigned staff can receive and act on handoffs. Record the evidence and obtain Troy and Paolo’s acceptance before relying on the revised setup.

Company profile, business units, business hours, arrival windows, zones, membership types and recurring-service types. Membership facts come from the PACE recurring-service job summary and invoice template.
Supplied and downloaded copies were inspected. Corresponding direct and Shared copies matched. Embedded file metadata lists May 15, 2026, but does not establish upload date or the last policy review.
job-types-and-fees-2026-10-29.xlsx, sheet “Job Types & Fees,” range A1:H272. All 271 data rows analyzed. Counts are job-type/business-unit combinations, not unique services. No duplicate pairs were found.
All standard dispatch-fee cells are blank. After-hours fees are $450 on 201 rows and blank on 70. Blank means unspecified, not free. Row-level booking, rescheduling and cancellation flags all say Yes; the overall cancellation skill is nevertheless off.
Fifty-four descriptions are blank, including all 19 HVAC Service and 25 Electrical Services mappings. Configured names do not prove inventory, specific models, staffing or live availability.
interactions_20261023162813.csv, sent by Paolo in “SMS Logs” on October 23, 2026. 353 records; all labeled SMS Agent. Last Activity spans July 17–October 22; timezone is unspecified and conversation content may predate Last Activity.
Counts describe the export, not a controlled performance study. The CSV has no interaction-ID column. Completed jobs and end-to-end handoffs were not independently verified.
Official documentation helps explain the platform’s inputs. It does not establish which rule wins in every conflict or confirm Gardner’s exact runtime behavior.
ServiceTitan Technical Solutions reply dated October 28, 2026, forwarded by Paolo and supplied for this update on October 29. The original inquiry concerns phone calls from AHS representatives requesting updates on existing jobs.
Support confirmation: The VA cannot query Customer PO for this lookup and instead follows its standard address flow. Support recommends a keyword-based escalation that takes a message. Product feedback was submitted with no promised delivery date.
Paolo’s report: Gardner stores AHS dispatch numbers in Customer PO, and the existing flow has created duplicate locations under the American Home Shield customer profile. This review has not independently reproduced those cases.
Remaining checks: Whether a trigger can reliably distinguish existing-job inquiries from new AHS bookings, whether the workaround behaves the same in SMS, and whether messages reach an accountable office owner. The email is summarized here; its full contents and private support links are not published.
Whether every account update is automatically available to Penny, the precedence of conflicting KB and fee rules, actual dispatch capacity, customer billing, message delivery, task completion or successful live transfers. The Customer PO limitation is attributed to the support reply in S7; duplicate locations are Paolo-reported, and SMS behavior and trigger precision remain untested. Full Pricebook and equipment inventory validation were outside this review.
No settings were changed, no customer messages were sent and no controlled production calls or SMS tests were run. All improvements and dates on this site are proposals for review.
